NPS and CSAT scores don’t improve because you measure them more often. They improve because someone actually fixes the thing that’s frustrating customers.
Across HNI banking, bancassurance, and digital banking operations, I’ve owned customer lifecycle management from onboarding through to escalation resolution — and the pattern I keep coming back to is that most customer experience problems in BFSI aren’t really CX problems. They’re process problems wearing a CX costume. A client escalating about a delayed policy issuance isn’t upset about “experience” in the abstract. They’re upset because three different teams had the file and nobody owned getting it done.
